"A journey map is a one-off deliverable you create and file away."

Truth

A journey map is only valuable if it drives action and is kept current. Many organisations invest in journey mapping exercises that produce beautiful artefacts which are never used because they were not connected to decision-making processes or updated as the experience changes. The map is a tool for alignment and prioritisation — its value is in the conversations it generates and the changes it inspires, not in the document itself.

Customer journey mapping is becoming increasingly data-driven as organisations integrate behavioural analytics, CRM data, and real-time feedback signals into dynamic, continuously updated journey models. The convergence of service design, UX, and CX disciplines is expanding the scope of journey mapping beyond digital products to encompass the full omnichannel customer relationship. Leads organisation-wide customer experience mapping programmes — aligning multiple business units around a shared understanding of the customer journey, integrating quantitative and qualitative data, developing service blueprints for complex multi-channel experiences, and driving strategic decisions from journey insights. How to Practise

  • 1.Map your own experience as a customer of a service you use regularly — document every touchpoint, what you were trying to do, how you felt, and where the experience fell short or exceeded expectations.
  • 2.Conduct five customer interviews focused on a specific journey (e.g. onboarding to a new product) and synthesise the findings into a shared journey map using a collaborative tool.
  • 3.Take an existing journey map from a public case study and critique it: what is missing, what assumptions does it make, and what research would you conduct to validate or challenge it?
  • 4.Map the same customer journey from two perspectives — the customer-facing experience and the backstage organisational process — and identify where internal process friction is causing customer-facing problems.
